“Good” Customer Service Under Duress?

I bought a highly-rated chair from a company called Coaster. It’s a very nice-looking retro chair – reminds me of something that might have been in a public space in the 50’s. Two allen bolts were missing and I contacted Coaster, not realizing that the vendor was a company called AtHomeMart. Both the Parts department and the Customer Service department were unhelpful and unconcerned about the missing parts and said that they would be available in August. I emailed their customer service department, saying:

I received my chair, model 900335 and discovered that the two medium allen bolts were missing. The parts department informed me that these would not be available until some time in August. Customer service repeated the same thing. I need to sit in this chair post-surgery in July. This is unacceptable customer service.

… and, so far, only got the response below:

So, I called Amazon and Axel, who was lovely and sympathetic, asked me to please bear with him and send one more email. This one went through Amazon’s system, so my email and information were protected. They sent it to the supplier, rather than the manufacturer:

I received this item on June 5th and discovered that the two medium-sized allen bolts required to secure the back in place were missing. I called the Parts Dept. and was told that these parts would not be available until mid-August. I called Customer Service and they affirmed this and indicated that they could take no further action. I also emailed customer service and received an automated response. I have received no additional response from the company. As I need to sit in this chair following July 3rd surgery, I find this response unacceptable.

My response from AtHomeMart, received within hours:

Susan,

I am not sure who you contacted previously, but this is our first correspondence from you. We are shipping out 2 medium size bolts+washer under tracking number xxxxx12345 with UPS. Thanks!

Now, it may be that AtHome Mart always maintains this level of customer service and simply was not aware of the issue with Coaster. I was impressed with the outcome and speed of response and will purchase through them again, as long as the supplier is NOT Coaster.

I am consistently impressed with the level of customer service provided by Amazon. They have spent hours on the phone with me, replaced items, and always maintained an attitude that suggests that you are doing THEM a huge favor by asking for help.

I was equally impressed with a recent interaction with drugstore.com over an incorrectly entered name in the delivery field on an order. Even though they couldn’t resolve this in the moment, the woman made several excellent suggestions and assured me that she will continue to track the delivery.

It seems to me, that with so many choices, no company with any sense would remain unresponsive to a customer. I hope that I’m just as responsive as Amazon with my clients.

A Few Thoughts on Innovation

Lately, in preparation for the next round of executive coaching with a major City agency, I’ve been thinking about innovation. Here are a few interesting articles and blog posts that I’ve found recently:

Encourage Talent if You Want it to Grow by Steve Roesler discusses how to offer real encouragement rather than just providing lip service.

Nicholas Schriver cites a recent blog post by Seth Godin in his post on Facing a Changing Business Model: How to React. He underscores the importance of not thinking we can simply cobble the new onto the old and expect it to work.

Finally, in Slate, Henry Farrell and Cosma Shalizi tell us to Nudge No More if we expect people to make good decisions.

Blazing a Trail in Leadership and Life Part 5

From WikiHow:

4. Cut down or flatten all trees and bushes to make the path. Leave some plants growing at the entrances if you want to make it a hidden trail.
5. Clean up the dead bushes. Remove and rocks that could trip people.

This is where you make your trail attractive to whomever might follow it. You’ve done all your research. You know the environment. You know what will and will not work in this space. You know your desired endpoint and you are prepared for every obstacle. The path is wide enough to accommodate those who will use it.

Change, like a new trail, should be attractive to those who choose it. The foliage needs to be out of the way in the main part of the trail, but you may want to surround your trail with attractive shrubs or even flowers. The view along the way might serve as an incentive.

In the workplace, a change – a new trail – is most successful if it appears to be attractive. If all anyone can see are obstacles or if the path is full of dead branches or rocks, it’s likely that many will turn away.

Similarly, in life, if the trail seems to rough many of us just won’t try. Are you ready to climb a mountain or are you looking for a lovely walk in the park? Is your weight loss plan several months at The Biggest Loser boot camp or cutting carbs and adding yoga classes? Create a path that is attractive to you.

Blazing a Trail in Life and Leadership Part 4

3. Plan the direction of the trail. Check to see if any unmovable obstacles, such as fences, boulders, large trees, or streams will disrupt things.

Where are you going? The Cheshire Cat said, “If you don’t care where you’re going, any path will get you there.” As you plan for change in your business or in your life, it just makes sense to think about the direction as you begin to blaze the trail.

This relates to the environmental scan. Know what is going on in your organization or in your own life. Know who supports you; know whose support you will need to enlist; know who might be an obstacle. If you know the obstacles, you can plan how to remove them or work around them.

Are there objects you simply can’t get around? When I assess my own life, I find a number of immovable objects. Some, I can navigate around; others cause me to reconsider my path. I’m just not built for runway modeling. The obstacles are not ones that I can realistically overcome, so it’s a good thing that this isn’t my chosen path. I want to be able to coach disenfranchised women who can’t afford – and may not even know about – coaching. I can build any number of paths around this rock or use leverage like independent funding to get around this and continue on this path.

In organizations, I often coach managers who want to get financial rewards for their staff. In hard times and in the face of bureaucratic restrictions, this might seem like an enormous wall. Further inspection might suggest alternate paths, like reclassifying the job, that will achieve the goal. Where will you simply ford a stream? Where will you build a bridge?

How can your plan be disrupted? Are there negative people who seem to be obstacles? Regulations? Unions? Force of tradition (we’ve always done it this way)? Plan your direction. Assess the landscape. Identify the obstacles and make a plan to deal with each of them to blaze a successful trail.

Future Search

There are whole organizations dedicated to looking at the future. In fact, rummaging around The Futurist or Trend Hunter is a great way to get ideas and find inspiration. Why are corporations willing to invest thousands of dollars in future research? Because it’s a wonderful day to get a clear picture of how to act in the present.

What about your future? How much time have you spent researching your own life? As an old career planning book said, “If you don’t know where you’re going, you’re liable to end up somewhere else.” If any future will do, stop reading now. If , instead, you have some ideas about your destination, take a few minutes to create three simple scenarios:

In six months, I will be:

In one year, I will be:

In five years, I will be:

How easy was that? Now you have the start of a roadmap. Look backwards from the 5-year vantage point. What does it feel like to be there? What did you have to do to get there?

Go back another step. Look at where you are a year from now. Again, generate some action steps.

Finally, look at your 6 month vision. Ask one final question:

What can I do, starting today, to get there?

Thou Shalt Be Awesome and 9 More Commandments For Mid-career Woman Who Want to Get Noticed

Feeling a little lost in the crowd? Need a little juice to revive your flagging career?  Here are ten commandments to jump-start your engine:

1. Be awesome! Remind yourself of how terrific you are. And while you’re at it, remind other people from time to time.  If you’re not feeling it, make a list of your accomplishments and read it every day. You’re proud of your accomplishments, aren’t you? You don’t need to boast, but from time to time, you can mention your achievements. Remember, what you project is what people believe and remember.

2. Smile. Often. Nod to strangers in the hallways. This projects confidence and well-being.

3. Help someone. There’s no better way to keep your skills sharp and get the added perk of building a band of loyal supporters. Go back and re-read Never Eat Alone: And Other Secrets to Success, One Relationship at a Time if you’ve forgotten the value of helping others and looking for nothing in return.

4. Learn something new. What’s going on in your industry? Are you keeping up with trends? Stay fresh.

5. Attend a seminar or workshop. You don’t even have to leave your desk to access a webinar. Training keeps your skills sharp and broadens your perspective.

6. Talk to strangers. Network. Find out what other people in your organization are doing. Find out what other people in your industry find exciting. Share what excites you, too.

7. Update your look. When was the last time you went through your wardrobe? Does everything fit properly? Is everything neat, clean, and in good repair? You can create a whole new image with a few inexpensive changes. Someone like Susan Sommers can teach you how to shop your own closet. You can even have a swap party with your friends to get a couple of fresh looks for nothing.

8. Get organized. Cleaning out your files not only creates more space but often leads to treasures that you’ve stashed away to read later.

9. Mentor someone. Helping someone else move up the career ladder has many benefits for you. It makes you more visible. It earns you yet another loyal follower. It also helps you revisit and renew your own skills. Finally, it helps build your reputation as a star maker. 

10. Speak up! Ask for what you want. Your boss isn’t a mind reader. If you want something more, or something different,  be sure someone knows!
